A customer handoff playbook that survives a busy week

A compact operating agreement for moving context between sales, onboarding, support, and success.

Define the handoff trigger

A handoff should begin from an observable state change—not a vague message. Examples: an opportunity moves to Closed Won, an implementation date is confirmed, a support case becomes a risk signal, or a renewal enters its decision window.

Require five pieces of context

  • What the customer is trying to accomplish.
  • What was promised, including dates and exclusions.
  • Who owns the next action and when it is due.
  • Known risks, constraints, and open decisions.
  • The source record where the evidence lives.

Record the receiving decision

The receiving owner should record one of three outcomes: accepted; returned, with missing context named; or escalated, with the decision owner named. If no receiving decision is recorded, the outcome is still unknown. A dashboard full of assigned records does not record the response either.

Keep current ownership explicit

Several teams may participate, but internal ownership should stay explicit. Record the current owner, next action, and due date. Changes to ownership should be visible in the shared history.

Review the seams weekly

Look for long waits from assignment to receiving decision, handoffs that bounced between owners, reopened old questions, or surprised the customer. Prefer fixing the rule or template that allowed repeated gaps over adding another standing meeting.
